Who do end users call?

That depends on the matrix. Some firms keep Tier 1 internal and escalate overflow to Bonelli; others route certain queues to the MSP from day one. The answer is written into the responsibility split during scoping.

Can we move to fully managed later (or the reverse)?

Yes in principle. Many organizations start co-managed and later choose fully managed IT if the internal seat opens or leadership wants one accountable provider. The reverse is also a scoping conversation. The matrix is the control surface either way.

What if our IT lead leaves mid-engagement?

Documented ownership and an agreed split reduce single-person risk.
